Professional background, corporate culture, and leadership of José Eduardo Ferreira

At 45 years old, Ferreira began his corporate career at IBM, where he spent nearly 11 to 12 years. He highlights the company's foundational role in his early career by sponsoring his college degree, as well as its training methodology such as High Performance Selling, which included practical negotiation simulations and ethical conduct. Later, he worked for 10 years at Oracle, taking part in the shift to cloud computing, and spent two years at ServiceNow before taking over the leadership of sales and solutions engineering at Twilio.

Ferreira emphasizes the importance of maintaining momentum and closeness with people in leadership roles. "Zé Edu here is someone who never stands still. I joke with my team that a heartbeat is a lot like our lives: we need to seek activity, we need to seek movement, regardless of your profession, regardless of your life's purpose," he points out.

Conversational AI and the Evolution of Customer Experience

Twilio's role in orchestrating channels, data, and AI

Twilio operates as a neutral infrastructure layer between inbound digital channels—such as WhatsApp, SMS, Google RCS, voice, and email—and enterprise legacy databases. Ferreira explains that the company operates in over 180 countries worldwide and aims to replace uncoordinated mass outreach with high-context, high-intent touchpoints. The platform enables the connection of diverse language models and virtual agents without requiring companies to replace their existing CRM or contact center systems.

Regarding the integration between messaging and databases, Ferreira highlights: "Twilio's vision is to be that agnostic layer between digital channels—whether Twilio or non-Twilio—and the entire data layer. We are talking about legacy enterprise systems, data warehouses, data lakes, and the unstructured conversations taking place day to day."

The CX gap with AI and overcoming corporate silos

Ferreira discussed findings from a Twilio study revealing a perception gap: 92% of companies believe they provide a great customer experience, but only 61% of customers agree. In Brazil, these figures reach 96% and 66%, respectively, while 56% of consumers had issues resolved by AI without human intervention. The executive notes that the root of this divergence lies in corporate silos formed through acquisitions and decentralization without unified governance.

To address these gaps, Ferreira advocates for a consultative sales approach and industry-specific team training: "At Twilio, one of the decisions I made, which was already happening in my part of the world, was to verticalize our service. I need to understand banking, IT, healthcare, education—both to understand their specific problems and to propose viable solutions."

Executive routine challenges, managerial humility, and social impact

A regional executive role demands a balanced management of travel and meetings to safeguard family life. Ferreira notes that commercial team performance relies on humility and a psychologically safe environment, rejecting individualistic attitudes from sales professionals who consider themselves above other corporate functions. He draws parallels to the athletic discipline of high-performance competitors.

Beyond his work in the technology sector, Ferreira serves as an ambassador for the NGO São Paulo Invisível. "I've spent my entire life in sales. I've seen many professionals say: 'No, I'm the one bringing in the revenue, so everyone must treat me well.' No, that's not how it works," Ferreira says, defending mutual collaboration and social responsibility.

New WhatsApp pricing, channel diversification, and the future of messaging

With ongoing updates to WhatsApp's pricing structure and the rollout of new Meta agents, Ferreira advises companies to continually review customer journey touchpoints to avoid unnecessary expenses and friction. Channel diversification—including RCS, SMS, and conversational voice—is emerging as an essential strategy for operational efficiency across Latin America.

"The message I want to leave everyone with is: review your intent, review the journey, optimize it, and always check whether the journey is broken or can be improved. Nobody wants to spend excessive time in a conversation just to achieve their goal. The shorter, faster, and more efficient, the better," Ferreira concludes.
